Manage Client Session Cancellations in Retainers
Nour
Founder, Coachful

To manage client session cancellations in retainers, separate the appointment from the entitlement, the money and the continuing relationship. A cancelled call can release a reserved credit without changing the monthly fee. It can also reveal a delivery problem that needs a different remedy. Neither result follows simply from calling the service a retainer.
The useful question is what this specific cancellation changes under the actual arrangement and applicable rights. This guide explains those decisions, then follows a complete fictional case through a client cancellation, a provider cancellation, an expired unused credit and a completed replacement session.
Coachful is our #1 recommendation for organizing the appointment and credit history around that work. Its session records and eligible credit-restoration tools can support an accurate decision. They do not automatically pause every part of a retainer, refund money or decide whether a contract term is fair.
Understand the five things that can change separately
| Part of the arrangement | Question to answer | Common mistaken inference |
|---|---|---|
| Appointment | Is this booking cancelled, moved or still confirmed? | A requested replacement is already booked. |
| Existing session entitlement | Is the linked unit reserved, available, consumed or expired? | Every cancelled call returns a usable credit. |
| Current money | Does this event require an agreed or legally required financial remedy? | A restored credit proves a cash refund occurred. |
| Future service and billing | Are later allowances, renewal or invoices changing? | One cancelled appointment pauses the whole retainer. |
| Access and other support | What remains available and on what terms? | All access becomes read-only or ends automatically. |
Check each part even when the final answer is that it stays unchanged. For example, the client may want to move one appointment while continuing the next month's service. A later request to end the arrangement is a separate commercial decision with its own effective date.
Also distinguish a reschedule from cancellation followed by a new booking. Inspect the actual appointment history and linked credit. Repeatedly creating new units to overcome a scheduling problem can inflate the client's balance and hide which original entitlement should fund the replacement.
Define a usable policy before it is needed
Describe notice in hours and name the route for giving it. State the relevant time zone and how a client can contact you if the normal management link fails. “The previous day” is less precise than a deadline calculated from the appointment's actual start.
Explain what the policy changes. Does a credit count as used when a session is attended, or when the cancellation window closes? What happens to an unused unit's validity? Are exceptions possible, who can approve them and what remedy applies when the coach cannot deliver?
Keep the agreement, booking description and saved settings consistent. If they differ, resolve the discrepancy fairly rather than selecting whichever wording produces the most favorable financial result for the coach. Editing a session type today does not necessarily change an existing booking's saved policy.
For UK trader–consumer contracts, the CMA's current guidance addresses fairness, transparency, cancellation and changes to terms. A signed term is not automatically enforceable, and keeping prepayments regardless of circumstances can be problematic. The guidance does not prescribe one corporate-retainer policy. Buyer status, jurisdiction and the particular arrangement need appropriate review.
A practical policy should also make provider responsibility visible. If the coach cancels, do not label the resulting replacement as an extra favor the client has used up. Determine the appropriate remedy and preserve the undelivered service accurately.

Use one cancellation decision process
- Identify the appointment. Confirm the date, time zone, participants and linked purchase or credit.
- Record the actual request. Distinguish who is cancelling, when notice arrived and whether the person also wants a wider change.
- Check the applicable terms and snapshot. Review notice, credit use, validity and any material mismatch.
- Choose the remedy. Consider a supported replacement, an agreed alternative, a financial adjustment or another appropriate response. Do not imply the client must accept a different service.
- Complete the supported action. Cancel or move the appointment, inspect the linked credit and make any separate authorized billing or access change.
- Confirm what actually happened. State the resulting entitlement, money position, replacement status and unresolved decision.
- Reconcile at review. Match the original units to actual appointments, use and exceptions, including the coach's cancellations.
An acknowledgment can precede the completed decision. “I have your request and am checking the booking and credit” is more accurate than announcing forfeiture or a refund before inspecting either. Keep an owner and response date so the pending state does not disappear.
Understand Coachful's credit and cancellation behavior
The session's saved cancellation and credit-use policy matters. Attendance-based and cancellation-window policies are different. With cancellation-window handling, a unit can become consumed when the saved window closes; with attendance-based handling, actual attendance is the relevant basis. Inspect the resulting record rather than predicting every cancellation from a single deadline field.
A booked standalone credit can be released when its linked booking is cancelled. If its validity has already elapsed, release can leave it expired rather than make it available indefinitely. Provider or system cancellations can also have a different restoration path from a client's late cancellation. Check the particular appointment and actor.
A configured cancellation deadline does not create an automatic late fee. Late-cancellation charging is disabled, and there is no session-type percentage automatic-refund selector. Credit handling, an actual money refund and a new invoice request remain different actions.
Restore expired credit is narrower than a retainer pause. It applies to an eligible unused standalone credit with active access and an active standalone session type. Used, booked, refunded, archived, paused, revoked and program-controlled units do not qualify. The action changes that unit's deadline, preserving its identity and history; it does not extend an entire purchase, alter billing or notify the client.
Program-included calls need their own occurrence and enrollment checks. Do not use the standalone restoration route to bypass program dates or assume that an extension of program catch-up access changes a subscription. Choose the actual product path for the entitlement involved.
Worked example: preserve one November unit through two cancellations
Entirely fictional example: coach Bea and client Omar have a reviewed monthly coaching arrangement invoiced at €600 per month. Each month includes two forty-five-minute standalone session units. Their separately defined written support continues under its existing scope. There is no automatic card subscription in this example: the monthly invoices and actual receipts are checked separately.
The parties use attendance-based credit handling and a twenty-four-hour change deadline. Two November units, N1 and N2, are granted on 1 November 2031 at 12:00, Europe/Amsterdam, with an actual configured thirty-day validity. Their expiry is therefore 1 December at 12:00 in that time zone. The retainer month and exact credit deadline are related but not identical concepts.
N1 funds a completed session on 4 November. N2 is linked to the confirmed 12 November session at 14:00–14:45. The November invoice is paid. These are fictional record labels; a real review would retain the actual unit and appointment identifiers.
1. Receive a timely client cancellation
At 09:00 on 10 November, Omar asks to cancel 12 November because he will be away until 22 November. The appointment's twenty-four-hour deadline is 11 November at 14:00, Europe/Amsterdam. His request arrives fifty-three hours before the session, which is twenty-nine hours before that deadline.
Bea confirms that he wants to change this appointment, not end the monthly arrangement. She cancels the actual booking and checks N2. It is released from that booking and remains available, with the original 1 December, 12:00 expiry. No session was held and N2 is not recorded as attended or consumed.
Bea offers the available 25 November slot at 14:00–14:45. Omar accepts, and Bea completes and checks the actual booking linked to N2. The status moves from available to reserved for that appointment. An email proposing the time would not have completed this step.
2. Revisit the remedy when the coach cannot deliver
On 24 November, Bea becomes ill and cannot provide the replacement. She contacts Omar and cancels the 25 November booking as a provider cancellation. She checks that N2 is no longer attached to that cancelled event and is again unused and available. She does not count it as a second client cancellation.
The remaining available times before 1 December at 12:00 do not work for both parties. Bea offers two actual choices for this case: discuss the appropriate financial adjustment for the undelivered unit, or carry that same unit forward to a usable appointment through a documented validity exception. Omar chooses the latter, subject to the supported credit action and a confirmed appointment.
They agree to aim for 5 December at 14:00–14:45. Bea explains that the unused standalone credit will reach its present deadline before the expiry-restoration action is available, so the replacement is not yet booked. She owns the check on 2 December and will return to the remedy discussion if the supported action cannot be completed. Omar is not told that a future slot proposal proves access has been extended.
3. Keep the next period separate
Omar also asks whether a December pause would be possible. Bea reviews the request with him before issuing the December invoice. After discussing the planned return, he decides to continue December under the existing two-unit arrangement. They explicitly record that no pause has been chosen.
The December invoice is paid on 1 December, and Bea grants its two agreed units, D1 and D2, at 12:00 with the configured thirty-day validity. Their deadline is 31 December at 12:00, Europe/Amsterdam. These are new December obligations, not replacements for N2 and not evidence that a requested pause was executed.
The November fee remains unchanged under the parties' reviewed, chosen resolution, which preserves the undelivered November session. This is a case-specific arrangement, not a universal no-refund policy or an assumption that any unused monthly allowance may be kept without review.
4. Restore the same eligible expired unit
At 1 December, 12:00, N2 reaches its original deadline unused and unbooked. On 2 December at 10:00, Bea inspects the actual record. N2 is expired, standalone, unused and not paused, revoked or refunded. Omar's access remains active, and the forty-five-minute standalone session type is active.
In Clients > Omar > Sessions > Session credits, Bea opens N2's expired-credit menu and chooses Restore expired credit. She selects fourteen days and confirms at 10:00, Europe/Amsterdam. The resulting deadline is 16 December at 10:00. It is not the end of that calendar date.
Bea verifies the updated N2 record and the dated exception history showing the prior and new deadlines. Its identity and original grant history remain. She has not issued an extra third November unit or altered D1 and D2. The action does not send Omar a notification, so she separately communicates the actual result in their agreed private conversation.
5. Obtain the actual booking and close the delivery
Bea's fictional confirmation, 2 December: Your original unused November unit has been restored, with validity until 16 December at 10:00, Europe/Amsterdam. This does not change the December invoice or your two December units. Please confirm that 5 December, 14:00–14:45, Europe/Amsterdam, still works so I can complete the replacement booking.
Omar confirms. Bea completes the booking and checks that the actual linked credit is N2. D1 and D2 remain available. She verifies the appointment and joining route with Omar rather than treating the restored credit alone as a booking confirmation.
The forty-five-minute session takes place on 5 December. Bea records its actual completion, and N2 is consumed against that event. Omar says the replacement timing was usable but asks for an earlier discussion of absence options next time. They agree to review known diary conflicts when arranging the next appointments.
6. Reconcile the units and money
| Unit or record | Actual final state after 5 December | What did not happen |
|---|---|---|
| N1 | Consumed by the completed 4 November session | Not available for another booking |
| N2 | Released after 12 November cancellation; booked then released after provider cancellation; expired; restored; consumed by 5 December session | No duplicate November unit and no unheld call marked attended |
| D1 and D2 | Two separate December units remain available until their actual deadline | Neither funded the November replacement |
| November invoice | €600 paid; chosen remedy was preserved delivery of its two included sessions | No cash refund claimed |
| December invoice | €600 paid under the client's explicit decision to continue | No subscription pause or cancellation claimed |
Across the two allocations, four units were granted, two have funded completed sessions and two remain available. There are two cancelled appointments and two actual completed sessions in the history. The same N2 unit appears across its booking and restoration events; those events do not create extra entitlements.
The episode is closed with an explainable service record. The coach still needs to examine her own cancellation contingency. Successful delivery of the replacement does not prove that every part of the experience met Omar's preferences.
Handle a late cancellation through its actual policy
Contrast Omar's timely request with a fictional cancellation-window booking starting at 14:00 with a twenty-four-hour deadline. The window closes at 14:00 the day before. A client cancellation at 09:00 on the session day arrives nineteen hours after that deadline.
Under that saved policy, the linked unit may already be consumed because the window closed. Do not use Restore expired credit: a consumed unit is not an unused expired unit. Inspect the actual result and consider any fair, authorized exception through the appropriate supported correction process. If the terms and settings conflict, resolve that conflict before imposing a consequence.
There is no automatic extra card fee merely because the deadline passed. Nor should staff record the unheld call as attended to explain the consumed unit. The record needs to distinguish cancellation-window consumption from actual attendance. For difficult conversations, see the graceful cancellation guide.
Offer an alternative service only by agreement
An asynchronous response can be an option, but it is not inherently equivalent to the live service. Specify what the client sends, what the coach returns, the deadline and time zone, the actual audience and what happens to the original entitlement. Avoid an open-ended promise to provide unlimited follow-up.
For example, a coach might propose one written reflection and one bounded written response. If the client declines because they want the live conversation, that is a useful decision, not an objection to overcome. Continue the actual cancellation-remedy discussion rather than automatically consuming the unit.
If both parties accept a substitute, use an accurate supported completion record. Do not mark an unheld call attended. Check the commercial and entitlement treatment before delivery, and retain evidence that the agreed output was actually returned. A submitted worksheet is not the same as the coach delivering feedback.
Coach review on a Coachful worksheet is internal to the coach team. Any client-facing response needs an actual delivery route, such as the client's private Messages conversation with its authorized audience checked. A saved internal review should never be offered as proof that the client received the promised makeup.
Review repeated cancellations as a service-fit question
Describe the pattern neutrally: which appointments changed, whose changes they were and what the effects were. Include provider cancellations. Ask about workable timing, access, privacy, relevance and competing demands without demanding private personal explanations.
Use a brief discussion inside an included session where appropriate, or explicitly agree any separate administrative conversation. Do not silently add a paid review call. Compare a different time, cadence, supported format, other service or an ending where appropriate.
A useful question is: “Three appointments have changed recently, including one I could not deliver. Is this arrangement still usable? What would need to change, and what can I actually provide?” A repeated scheduling problem does not diagnose avoidance or lack of commitment.
Close with a specific choice and its commercial consequences. If the client proposes a pause or ending, preserve that request and verify the actual billing, future allowances and access decisions. An email discussing a pause is not evidence that charges or invoices stopped.

Maintain a small, accurate record in Coachful
Use the actual Sessions and credit ledger to inspect the appointment, linked unit, cancellation actor, use and validity. Keep the minimum explanation needed to administer the decision. A personal reason for absence need not enter a corporate sponsor's attendance report.
For an eligible expired standalone unit, the restoration action changes that same credit and records the exception. Send the client a separate confirmation and verify any subsequent booking. Where a future payment, Program schedule or access rule needs changing, use its own supported action and inspect the result.
Review reminders through the real settings. Workspace timing offers a first reminder at twenty-four or forty-eight hours and a second at one or three hours. Email, Text and WhatsApp depend on the saved channel choices, workspace setup and required consent. A reminder configuration does not prove receipt or create a fair cancellation term by itself.
Explore Coachful's features for the supported workflow. Use the retainer allocation guide for broader period reconciliation. Keep the cancellation decision focused on this appointment and its actual consequences.
Troubleshoot the unresolved state
The appointment is cancelled but the credit looks wrong. Check its event link, actor, saved policy and expiry before altering anything. Avoid issuing a duplicate unit to make a displayed balance look right.
Restore expired credit is unavailable. Inspect eligibility. Used, booked, refunded or program-controlled units require another route; the button is not a general override. Use the appropriate supported help or correction process without claiming the remedy is complete.
A replacement is proposed beyond validity. Check the actual entitlement before confirming a booking. If an eligible exception is agreed, complete and verify it, or return to the remedy options. A proposed calendar date does not extend access.
The client thinks billing stopped. Separate their request, the agreed decision and the actual financial record. Correct the misunderstanding promptly and resolve any inappropriate pending collection through the relevant process.
Frequently asked questions
Does cancelling one call pause a retainer?
No automatic connection should be assumed. Check the actual appointment, entitlement, financial and access terms, and complete any wider change separately.
Does every cancelled session return a credit?
No. Saved use policy, cancellation timing, actor and validity matter. Inspect the linked unit rather than treating every cancellation as the same event.
Can an expired unit always be restored?
No. Restore expired credit applies to eligible unused standalone units with active access and a suitable active type. It does not restore consumed or program-controlled units or extend a whole retainer.
Can a video or written response replace a session?
Only through an appropriate agreed arrangement with clear work, timing, audience and entitlement treatment. Do not impose the substitute or label an unheld call attended.
What should a final cancellation record show?
The actual appointment outcome, linked-unit history, chosen remedy, money position and remaining decision. Distinguish a proposal from a completed action and record provider responsibility accurately.
